A customer opens a tracking link and sees no movement. Before replying that the parcel is “on the way,” check whether you have evidence of handover or only a generated label.
Tracking information and physical events do not always appear at exactly the same moment, but that does not make every delay harmless. Your job is to establish the known facts, use the carrier's process and keep the customer informed.
Check the reference and destination first
Confirm that the customer received the correct tracking reference and official carrier link. A copied number from another order can make a normal shipment look like a problem.
Avoid asking the customer to enter personal or payment information into an unfamiliar tracking page. Use the legitimate route supplied by your shipping provider.
If the link was wrong, correct it clearly and check whether the order communication process needs repair.
Establish the last verified event
Look at the packing and handover records. Was the parcel prepared, collected, accepted at a drop-off point or recorded at a later stage?
Do not treat a scheduled collection as proof that collection happened. If the parcel is still with you, explain that fact and arrange the appropriate next step.
If handover is confirmed, retain the evidence and compare it with the carrier's current record. Keep facts and assumptions separate.
Describe uncertainty honestly
A useful response names the verified event and the action being taken. For example: “Our handover record shows collection yesterday. Tracking has not updated, so we are checking it with the carrier and will update you by the next agreed working-day deadline.”
Use only facts that apply to the order and a follow-up time you can meet. Do not copy a universal waiting period from another provider.
Avoid a confident explanation such as “the system is just slow” unless the carrier has actually established that cause.
Open the appropriate carrier enquiry
Follow the service's current investigation process and supply the required shipment information through the authorised channel.
Record the enquiry reference, submission time and next expected response. A complaint sent without a follow-up owner can disappear as easily as the original tracking question.
If the carrier supplies a corrected reference, preserve the connection to the original shipment in your record. Send the customer the corrected official link and explain what changed.
Do not include unnecessary customer information in public posts asking the carrier for attention. Keep private details within the proper support process.
Keep the customer update separate from the investigation deadline
The carrier may not answer immediately. You can still tell the customer what remains known and when you will check again.
If your promised update arrives before a resolution, send the update anyway. Silence after a commitment makes uncertainty harder to manage.
Do not repeatedly issue a new arrival estimate to replace the missing tracking event. A credible estimate needs a basis.
Escalate according to the actual situation
If the parcel was never handed over, resolve the dispatch failure. If the carrier confirms a problem, follow the applicable remedy and investigation process.
Do not promise a refund, replacement or claim outcome before checking the relevant facts and authority. Do not use that caution as an excuse to avoid taking ownership of the customer case.
Keep the order state, support record and customer messages consistent as the investigation progresses.
Learn from repeated early gaps
Look for patterns: labels generated too early, collections not reconciled, incorrect links or a particular service repeatedly lacking usable handover evidence.
A single tracking issue does not establish a universal carrier failure. A repeated process weakness deserves a specific correction.
Review saved dispatch messages so they are triggered or sent at the right stage. “Label prepared” and “parcel collected” should not be interchangeable.
Use the stock guide to maintain the order-to-item record and catalogue preparation to state fulfilment expectations clearly. The most helpful response to a quiet tracking page is a verified last event, an owned investigation and a dependable next update—not a more confident guess.
